Decide when the AI should stop handling the request

A caller requesting a person, a complaint, an exception to policy, or a question outside approved information can trigger escalation. Sensitive or professionally consequential questions should stay within your agreed administrative boundaries.

Write the conditions in terms your team can test. “Route a billing dispute to the office” is more usable than “Handle every difficult call perfectly.” The destination and its availability need to be defined as well.

A real transfer requires a real destination

A live handoff depends on a configured phone workflow and a reachable person or team. The AI should not say it connected a caller merely because it collected a name or created a message. An attempted transfer, completed transfer, and unanswered attempt are different outcomes.

Give unavailable staff a truthful fallback

If a person cannot be reached, capture the approved callback details and reason for contact. Explain the actual next step without making up a response time. Your policy determines whether another route is available or the request waits for staff review.

For urgent situations, the business must supply appropriate escalation instructions. The AI is not an emergency service and should not guarantee immediate human assistance.

Preserve context for the next person

A concise summary can describe why the caller asked for help, what was already answered, and the pending question. Avoid unsupported conclusions or unnecessary sensitive detail. The receiving team should be able to distinguish actions completed by a tool from actions it still needs to perform.

Test handoffs outside ideal conditions

During QA, test a direct request for a person, an out-of-scope question, an unavailable destination, and after-hours routing.
